Orílé Networks Technical Support

Technical support built to fix it, not just log it

Many support models take a message and pass the problem on. Our trained technical professionals work to diagnose and resolve it and, where you authorize it, carry out the technical work themselves, so your engineers can stay focused on building your product.

Tier 1 to Tier 3 in one team. Your tools, your knowledge base, your brand.

What sets us apart

  1. One owner per caseThe professional who takes the case stays responsible for it across tiers wherever practical.
  2. Hands-on technical workRemote installs, configuration, onboarding and migrations, within limits agreed in writing.
  3. Engineer-ready escalationsIssues that need your engineers arrive with reproduction steps, evidence and a proposed priority.

Message-taking support vs. a technical support partner

Customers with a technical problem don’t want sympathy and a ticket number. They want the thing to work.

Three tiers, one team

We can cover all three tiers, so a customer’s problem can stay with the team that owns it.

Tier 1 · Help

Guidance and first-line fixes

Fast answers for the questions that make up most contacts, from a knowledge base we build with you.

  • How-to, setup and feature questions
  • Account access, passwords and permissions
  • Known issues and workarounds
  • Order, license and subscription questions

Aim: solve as many contacts as possible in the first conversation

Tier 2 · Troubleshoot

Diagnose and resolve

Structured diagnosis for problems without a known answer, with remote screen sharing when the customer agrees.

  • Connectivity, network and Wi-Fi faults
  • Application errors and crashes
  • Device configuration and compatibility
  • Integration, data sync and API issues

Aim: find the root cause, not just the symptom

Tier 3 · Technical services

Hands-on technical work

Remote technical tasks carried out on your behalf, following runbooks and limits you approve.

  • Remote installation, setup and configuration
  • New-user and new-account onboarding
  • Data imports and migrations
  • Bug reproduction and escalation to your engineers

Aim: work done for the customer, not just explained to them

What we support

Each client gets a dedicated technical team trained on its own products. These are the areas we focus on.

Software and SaaS

Onboarding, configuration, feature adoption, integrations and bug triage for web and mobile products. We work inside your admin tools with the access level you set.

Devices and consumer electronics

Out-of-box setup, pairing, firmware updates, fault diagnosis and warranty or replacement triage, guided step by step over voice, chat or video.

Internet, telecom and utilities

Connection and outage troubleshooting, router and equipment setup, service moves, and coordination with your field teams when a visit is needed.

IT helpdesk for your employees

Password and access requests, laptop and software setup, collaboration tools and new-starter onboarding, so your internal IT team can focus on projects.

Product launches and peaks

Extra trained capacity for releases, migrations and seasonal spikes, with launch-specific runbooks prepared ahead of time.

Your tools, not ours

We aim to work in the ticketing, chat and knowledge tools you already use, for example Zendesk, Jira Service Management, ServiceNow, Freshdesk or Salesforce, where access and integration allow, so your teams keep working where they already do.

How a technical issue moves through our team

Cases follow a consistent path, with one professional responsible from start to finish wherever practical.

Intake and triage

Phone, chat, email or in-app. Automation identifies the customer, product and likely issue, and routes it to the right skill.

Output: prioritized ticket with context

Diagnose

Structured troubleshooting from your knowledge base, with screen sharing or logs when the customer agrees.

Output: root cause identified

Resolve or escalate

We resolve it where we can, or carry out authorized technical work. Product defects go to your engineers with a detailed report.

Output: working product or engineer-ready bug

Confirm and learn

We confirm it works, update the knowledge base, and include the issue in your trends report.

Output: fewer repeat issues

What your engineers receive

When something needs your development team, we aim to send it ready to work on, with less back-and-forth and fewer “can you ask the customer again” moments.

  • Steps to reproduceWhat the customer did, reproduced by our team where possible.
  • EnvironmentDevice, operating system, browser, app and account versions.
  • EvidenceScreenshots, recordings, error messages and logs where available.
  • ImpactHow many customers are affected and how severely.
  • WorkaroundWhat we are telling customers while a fix is built.
  • PrioritySeverity proposed against the levels you define.

Service levels, agreed in writing

Response targets are set per client and apply only as written in a signed agreement. The examples here are illustrative starting points for discussion.

Coverage options range from business hours to 24/7, subject to agreement.

PriorityExampleExample first-response target
P1 · CriticalService down for many customers15 minutes
P2 · HighKey feature broken, no workaround1 hour
P3 · NormalProblem with a workaround4 business hours
P4 · LowQuestion or minor issue1 business day

Trained technical professionals

Our training model puts technical staff through Orílé Academy plus a technical track: training on your products, structured diagnostic methods and secure remote-access practice, with scenario-based assessment before live cases and a path to Technical Specialist roles.

Security and clear boundaries

Technical work happens only within limits you approve in writing. Our standard approach includes least-privilege access to your systems, written runbooks for Tier 3 tasks, the customer’s consent before any screen share or remote session, change logging, and no production access without your sign-off. See Security & Trust.

Technical support questions

How do you learn our product?

Before go-live, we plan a product training track with your team: product walkthroughs, your known issues, practice in a test environment and scored mock cases. We then work with you to keep the knowledge base current as your product changes.

Do you need access to our systems?

Only the access each tier needs, agreed in writing. Tier 1 usually works from your knowledge base and admin tools; Tier 3 tasks follow runbooks you approve, with changes logged and no production access without your sign-off.

Can you work in our ticketing tool?

In most cases, yes. We aim to work inside the tools you already use, such as Zendesk, Jira Service Management, ServiceNow, Freshdesk or Salesforce, subject to access, so your engineers see our work where they already look.

What happens when you can’t fix something?

We escalate it to your engineers with steps to reproduce, environment details, evidence, impact and the workaround we are giving customers, and we keep the customer updated as agreed with you.

Can we start with just after-hours or overflow?

Yes. Evenings and weekends, or overflow during peaks, can be a good place to start, with the option to expand later.

Do you offer on-site technical visits?

Our team is fully remote. When an issue needs someone on site, we diagnose it first and coordinate the visit with your field partners, so the technician arrives better informed.

Give your customers support built to fix things

You focus on building the product. We’ll take care of the people using it.
